Is Yelp's Review Filter Hiding Your Positive Reviews?

Are you like the countless other small business owners who have been feeling frustrated—to say the least—with Yelp’s review filter?
It’s okay if you are. Prospect Genius certainly is, too.
Half of the frustration comes from how much Yelp’s review filter obviously favors paid advertisers. The other half comes from how skillfully Yelp seems to be covering it up.

Have any of these happened to your business?

  • Some of your customers have left you positive reviews, but they’ve been filtered out and hidden from your page.
  • You don’t have many negative reviews, but for some strange reason, these are the reviews that don’t get filtered out.
  • Yelp has called and offered to “help” with those hidden reviews if you just sign up for their advertising services.

We don’t know about you, but something doesn’t feel quite right. Of course, Yelp refutes any favoritism towards businesses that pay for advertising versus those that don’t. In fact, Yelp has dedicated an entire “Advertiser FAQ” page to doing just that.
But are Yelp’s claims what they seem? Yelp certainly chooses its words carefully. Let’s take a closer look at a couple of these claims and find out.

1. Yelp Doesn’t “Remove” Reviews…

…But it does filter them out. And filtering is as good as removing them, because filtered reviews are completely hidden from your page.
We have heard from other small businesses that Yelp’s review filter has a tendency to hide negative reviews for paying advertisers and to hide positive reviews for those who aren’t paying.
Obviously, this isn’t an exact rule for popular businesses (like trendy restaurants) that have hundreds and hundreds of reviews. In those cases, the sheer volume of positive reviews wins out. But when a business has a smaller following and isn’t a brick-and-mortar establishment that attracts a lot of in-person visitors, the number of reviews is much smaller—which makes the review filter all the more potent.
For example, Prospect Genius used to have a Yelp page (which has since been deleted), and we ran into this exact problem. We had several five-star reviews, all of which were buried by the filter. Meanwhile, the one and only negative review was left front and center on our page, causing us to have a one-star rating. To make matters worse, the negative review was written by an individual who had also used his own name to write positive reviews for his own business. Isn’t Yelp’s review filter supposed to be cutting down on this kind of shady behavior?
And it’s not just us. We’ve spoken to numerous clients and other small business owners who have had strikingly similar experiences. We’ve even been told by multiple clients of ours that Yelp called them and offered to “help” with negative reviews if they would sign up for advertising services.
FYI: You can read any business’s filtered reviews by scrolling all the way to the bottom of the displayed reviews and clicking on the tiny, grey link that says something like, “23 other reviews that are not currently recommended.”

2. You Don’t Automatically Get “Five Stars” for Paying…

…But you probably won’t get fewer than three.
On its “Advertiser FAQ” page, Yelp says,

“If advertisers could control their reviews, then you’d expect them all to have perfect 5-star ratings on Yelp. Spoiler alert: They don’t.”

This is true. They don’t all have perfect, five-star ratings. But how often do you see a Yelp ad for a business with fewer than three stars?
Our theory is, when a business becomes a paying advertiser, Yelp filters out just enough of their negative reviews to give them a sufficiently favorable rating. Since filtered reviews don’t impact a business’s star rating, this would do the trick.
We tested our hunch by searching Google for Yelp advertiser listings. (You can try it yourself by using this search term: site:yelp.com/biz “yelp advertiser”.) We pored over 21 pages of results and counted how many Yelp advertisers had each star rating (1 through 5). To keep our data consistent with Yelp’s, we rounded up half-star ratings to the next whole star. So 3.5 stars became 4, 4.5 stars became 5, and so on.
The results may shock you, but they shouldn’t. Out of a total 210 Yelp advertisers, 202 of them had ratings of 3 or more stars. That’s 96%.
Here’s a breakdown of our findings:

Our data shows Yelp advertisers overwhelmingly receive high ratings:

  • 5 stars: 79%
  • 4 stars: 16%
  • 3 stars: 1%
  • 2 stars: 0%
  • 1 star: 1%
  • Hidden: 2%

Now compare this with data from Yelp’s fact sheet, which accounts for all businesses, not just advertisers:

  • 5 stars: 44%
  • 4 stars: 23%
  • 3 stars: 11%
  • 2 stars: 7%
  • 1 star: 15%

When you take a look at all businesses, the distribution of star ratings seems a bit more even. What does that tell you?

Conclusion: It Pays to Pay

We obviously aren’t privy to the algorithm of Yelp’s review filter or what its sales team’s strategy looks like, but we do know that Yelp’s paid advertisers appear to have unlocked the secret to success. Statistically speaking, you’re more likely to get a good rating on Yelp if you become an advertiser.

Essentially for DeMers, it boils down to whether you want a jack-of-all-trades operating on his own or a group of masters working together. DeMers calls solo professionals “generalists” because they have a well-rounded, generalized set of SEO skills. However, generalists don’t have the in-depth knowledge or precision that experienced specialists have. According to DeMers, since they haven’t spent a great deal of time perfecting any specific skill, it takes them longer to perform tasks and keep up with the field’s latest advancements. Due to their lack of experience, they’re also not as quick to diagnose problems or create solutions.
On the other hand, a team of specialists will typically have a designated specialist for each task. Content writing, site designing, link building, social media maintenance, and local reputation management are each delegated to their respective specialists. This ensures that each task is executed efficiently and accurately.
DeMers concludes:

When you start using niche experts to execute your business’s SEO strategy, you should notice an almost immediate difference. You’ll worry less about your performance on individual tasks, and you’ll see a bigger picture perspective on how everything else ties together.

Missed Calls, Missed Customers

Right now, you could be hindering your company’s growth without even knowing it.
It’s no joke. Every time you miss a call, you lose money. In fact, you could be losing upwards of thousands of dollars annually from missed calls alone. Whether it’s a call from Google+ Local or a prospective customer, you chip away at your business’s future success every time you don’t pick up the phone.
At Prospect Genius, we’ve noticed a disturbing behavior among our clients: they aren’t answering their phones! For some reason, they don’t seem interested in speaking with prospective customers. But we suspect that our clients aren’t the only small business owners who are letting countless calls go to voice mail or ignoring calls altogether due to a heavy workload. While it’s understandable that you’re too busy to answer your phone, we’re going to demonstrate in this post why it’s still a huge mistake.

When Google Calls, You Better Answer

As we discussed in a previous post, Google has been contacting local businesses in an attempt to verify their locations and contact information. While every business owner is theoretically vulnerable to these phone calls from Google, we’ve discovered that older listings are the ones being targeted specifically. If your listing predates the Panda and Penguin updates—or, in other words, it’s at least three years old—then you’re likely to receive a phone call from Google (if you haven’t already). When Google calls, it’s imperative that you answer all of their questions correctly, lest your business listing get suspended and you lose contact with your customers. But before you can answer those questions, you’ll need to answer your phone.

Customers Are Calling. Are You Picking Up?

It may seem unnecessary and obvious to tell you that customers are calling your business, but you’d be surprised by how many prospective customer calls are missed by small business owners each month. To demonstrate that point, we sampled our own clients to see how many calls are answered, how many answered calls lead to sales, and how many calls go to voice mail. Here were the two biggest takeaways:

  • Nearly one-third (29.49%) of customer calls go to voice mail.
  • Roughly 60% of answered customer calls lead to a sale.

Prospective customers are looking for a service to be provided. They want to hire someone. But that means if a prospective customer gets your voice mail, they’re most likely going to move on and dial the next business on their list. In other words,when you fail to answer your phone, you lose business. Plain and simple.
A Real-Life Example:
A Prospect Genius team member recently remodeled her home. She called 17 different deck builders before even one of them got back to her. That means all of those other deck builders lost out on her business! She needed to hire someone, and she kept looking until she got a response.

Missed Calls Mean Lost Revenue…

Using our own call logs, we broke down the volume of missed calls by average job prices with high and low estimates of leads per month. Then, based on the 29.49% ratio of missed calls, we determined how much money each category is losing per year from not answering the phone. Take a look:

It’s tough to get an exact idea of what your phone habits are like. We recommend implementing some type of call recording system for your business’s phone line so that you can keep track of many calls are answered and how many go to voice mail. You may be surprised by how much you’re missing out on!

…And Lost Referrals, Too

Referrals are integral to the growth of your business. For every satisfied customer that you have, you can expect a handful of referrals to come to you through word of mouth. With a good referral, you can turn one job into three or four. But when you don’t answer your phone, you’re missing out on the opportunity to grow your client base. In other words, you’re not only missing out on immediate business, but you’re also losing a significant amount of future business.
A Real-Life Example:
We return to the story of that same Prospect Genius team member from above. Further down the road, she needed a home inspector and hired a reliable home inspection company through a friend’s referral. Once the job was finished and she was happy with the experience, she wound up referring that same company to six other people, all of whom booked jobs. When that home inspector first answered his phone, he probably had no idea that there would be seven total jobs on the line.

Find a Way to Answer Your Calls

It’s simple: Responding to customers as promptly as possible is a surefire way to gain more business.
But we know it’s impossible to be available 100% of the time. That’s why we’re sharing a list of recommendations that we often give to our own clients:

  • Hire an answering service or receptionist to pick up the phone while you’re on the job.
  • Forward calls to your mobile phone.
  • Sign up for one of the many available call-tracking features that notify you by text or e-mail as soon as you’ve missed a call.

You can also record a friendly, professional voice mail greeting to let your prospects know that, even though you’re busy on the job, their business is still a priority for you. Here’s a great example from All Pro Appliance and TV Repair, a stellar local business in Allen, TX:

You can hear the sincerity in the business owner’s voice. Not only does he offer a friendly greeting, but he also sounds like he genuinely wants to speak with the caller. He explains that his technicians answer calls personally and asks the caller to be patient. It’s a great example of how you can convey the importance of any given customer’s call.
Prospective customers are much more likely to wait for your response once they hear how authentic and friendly you are.
No matter which strategies you use, anything that enables you to answer and return more phone calls will be a massive improvement. Don’t let a whopping one-third of your business slip away—do what it takes to make sure that your phone is being answered.

Voice Mail: Solution or Danger

At Prospect Genius, we work with a broad spectrum of small, local companies, and that puts us in a unique position to observe trends in the ways small businesses handle their operations. Recently, we’ve noticed that some of our clients, especially the one-person outfits, are too busy to answer their phone during the day. Instead, they let the calls go through to their voice mail and return the messages once they have time.
On one hand, this is great news: We’re excited that so many folks are getting enough work to keep them this busy. On the other hand, this may end up being a major problem for your company: That’s because when you let your calls ring through to voice mail, you may actually end up missing out on phone calls that could lead to additional customers and additional profits.

The Issue With Voice Mail

With online advertising, we’ve observed that the majority of customers will pick up the phone and call you within a minute or two of landing on your website. Unfortunately, we’ve also noticed that if a real person doesn’t answer the call, these prospective clients will likely hang up without leaving a message. In fact, only a very small percentage of callers will actually leave a message on your voice mail. Worse, most will just click the “back” on their web browser, return to the search results page, and call the next company on the list—likely a direct competitor!
The biggest problem with this scenario is that not answering your calls means that you lose the ability to capture what could be extremely profitable jobs. Think about it this way: It’s great that your business is keeping busy with multiple jobs, but in an ideal world, you’d be able to hand pick the closest, most profitable jobs instead of working yourself to the bone on projects that are farther away or have a lower profit margin.

Option #1

The good news is that there are ways to balance the issue of a ringing phone with the project on hand. Perhaps the easiest solution, yet one many folks don’t even think of, is an answering service. This option is surprisingly affordable, and in many cases, there are even companies that employ only native English speakers if customer service and communication skills are a concern for you. With an answering service, calls will be answered on your behalf, with messages being relayed to you as if you just stepped away from the phone for a moment.
Some answering services immediately send you an e-mail or text message explaining the nature and priority level of the call. Others may even provide you with an option for specifying which calls you would like forwarded to you without delay and which calls you would like to receive a message about.
With an answering service, your customers get the benefit of talking to a real person and you get the benefit of uninterrupted time to work on your current job without missing out on potentially profitable work for the future.

Option #2

If hiring an answering service isn’t in the cards, and your budget doesn’t allow bringing in a receptionist or assistant to answer the phone, your best bet is to simply make the most out of your voice mail recording.
Start by making certain your voice mail sounds as professional as possible. Assure your clients that their call is important to you, and that their message will be returned as soon as possible. Here’s a great example:
“Hi. You’ve reached Bob’s Plumbing of Boston, MA. We are unable to answer the phone at the moment because we are busy providing first-class service to one of our clients. We want to provide this same level of service to you, so please leave us a message, and we’ll return your call later today.”
