Keep Calm and Carry On: How to Respond to a Negative Review

Customer reviews are a blessing and a curse. When you have countless satisfied customers leaving you glowing reviews on directories like Google+ Local, Yelp, Facebook, Angie’s List, CitySearch, and so on, your business gets a huge boost and your self-esteem soars. But as soon as you notice one negative review, a record scratches and the party stops. You can’t believe what you’re reading.
It’s upsetting to read negative things about your company, especially when you try so hard to satisfy every customer. Sometimes, after you’ve given it some thought, a complaint might be justified; other times, it feels like you’re dealing with an irrational individual who can’t be pleased. Whatever the case may be, don’t leave a negative customer review unanswered. Instead, take initiative and respond by following these steps.

1. Keep the Right Audience in Mind

Remember that prospective customers will be reading your response; it isn’t just for the one person who left the review. In fact, the person who left the review will probably never see your response! Prospective customers are doing their research, carefully reading about others’ experiences, and they’ll want to gain insight into how you treat your customers. Bearing that in mind, your response should address the issue at hand by explaining what went wrong and how similar problems will be prevented in the future. Prospects want to be sure that you’re aware of your weaknesses and that you’re actively working to mitigate them. Reading these points in your response will reiterate to them that you’re an honest, hardworking company.

2. Don’t Get Defensive

When dealing with a negative customer review, it’s best not to be reactive. As business owners, it’s easy to get defensive. A bitter response might be the first thing that comes to mind, especially if the reviewer included false information, but that’s not an effective course of action. Just take a few hours, maybe even a whole day, to gain some perspective and to form a rational rebuttal before you post anything online for public viewing.

3. Demonstrate Accountability

In your response, you should try to put your company in the most flattering light while still accepting responsibility for the customer’s unfavorable experience. Instead of merely explaining your side of the story, you should also present an idea for how you might fix the problem and use this as a learning experience. This demonstrates to prospective customers that you’re serious about providing top-quality work and customer satisfaction, and more importantly, that you’re always striving for improvement.

4. Just Respond

Don’t ignore a negative review. Any response is better than no response, with the exception of an aggressive, personal attack written in the heat of the moment. Given the current state of social media and the fact that everyone has a virtual megaphone now, a review that’s left uncontested could quickly spread beyond your Facebook page or Google+ listing. That’s the last thing you need. A quick response to the reviewer, and the wider public audience by extension, could keep a potential mess at bay.
For an entertaining look at some of the biggest social media splashes made by passionate customers, check out this slideshow from DailyFinance: “When Customer Service Goes Viral: The Good and the Bad.” As you can see, all it takes is one instance of poor service to create a public relations nightmare. In fact, public complaints against high-profile brands like United Airlines and FedEx have received hundreds of thousands of hits online! While local service providers like you are operating on a much smaller scale, you see the point: Word of mouth travels at the speed of light these days. Don’t let one rotten review spoil your whole clientele.

5. Counteract With More Positive Reviews

In addition to responding verbally, you can also respond by taking action. If you talk to your satisfied customers, you can collect a handful of more positive reviews that will push the negative one toward the bottom of your listing, thus minimizing any serious impact. In doing so, you’ll also make the negative review seem less glaring and more like a fluke. If prospective customers see just one bad review surrounded by numerous good ones, they’ll do the math.

Missed Calls, Missed Customers

Right now, you could be hindering your company’s growth without even knowing it.
It’s no joke. Every time you miss a call, you lose money. In fact, you could be losing upwards of thousands of dollars annually from missed calls alone. Whether it’s a call from Google+ Local or a prospective customer, you chip away at your business’s future success every time you don’t pick up the phone.
At Prospect Genius, we’ve noticed a disturbing behavior among our clients: they aren’t answering their phones! For some reason, they don’t seem interested in speaking with prospective customers. But we suspect that our clients aren’t the only small business owners who are letting countless calls go to voice mail or ignoring calls altogether due to a heavy workload. While it’s understandable that you’re too busy to answer your phone, we’re going to demonstrate in this post why it’s still a huge mistake.

When Google Calls, You Better Answer

As we discussed in a previous post, Google has been contacting local businesses in an attempt to verify their locations and contact information. While every business owner is theoretically vulnerable to these phone calls from Google, we’ve discovered that older listings are the ones being targeted specifically. If your listing predates the Panda and Penguin updates—or, in other words, it’s at least three years old—then you’re likely to receive a phone call from Google (if you haven’t already). When Google calls, it’s imperative that you answer all of their questions correctly, lest your business listing get suspended and you lose contact with your customers. But before you can answer those questions, you’ll need to answer your phone.

Customers Are Calling. Are You Picking Up?

It may seem unnecessary and obvious to tell you that customers are calling your business, but you’d be surprised by how many prospective customer calls are missed by small business owners each month. To demonstrate that point, we sampled our own clients to see how many calls are answered, how many answered calls lead to sales, and how many calls go to voice mail. Here were the two biggest takeaways:

  • Nearly one-third (29.49%) of customer calls go to voice mail.
  • Roughly 60% of answered customer calls lead to a sale.

Prospective customers are looking for a service to be provided. They want to hire someone. But that means if a prospective customer gets your voice mail, they’re most likely going to move on and dial the next business on their list. In other words,when you fail to answer your phone, you lose business. Plain and simple.
A Real-Life Example:
A Prospect Genius team member recently remodeled her home. She called 17 different deck builders before even one of them got back to her. That means all of those other deck builders lost out on her business! She needed to hire someone, and she kept looking until she got a response.

Missed Calls Mean Lost Revenue…

Using our own call logs, we broke down the volume of missed calls by average job prices with high and low estimates of leads per month. Then, based on the 29.49% ratio of missed calls, we determined how much money each category is losing per year from not answering the phone. Take a look:

It’s tough to get an exact idea of what your phone habits are like. We recommend implementing some type of call recording system for your business’s phone line so that you can keep track of many calls are answered and how many go to voice mail. You may be surprised by how much you’re missing out on!

…And Lost Referrals, Too

Referrals are integral to the growth of your business. For every satisfied customer that you have, you can expect a handful of referrals to come to you through word of mouth. With a good referral, you can turn one job into three or four. But when you don’t answer your phone, you’re missing out on the opportunity to grow your client base. In other words, you’re not only missing out on immediate business, but you’re also losing a significant amount of future business.
A Real-Life Example:
We return to the story of that same Prospect Genius team member from above. Further down the road, she needed a home inspector and hired a reliable home inspection company through a friend’s referral. Once the job was finished and she was happy with the experience, she wound up referring that same company to six other people, all of whom booked jobs. When that home inspector first answered his phone, he probably had no idea that there would be seven total jobs on the line.

Find a Way to Answer Your Calls

It’s simple: Responding to customers as promptly as possible is a surefire way to gain more business.
But we know it’s impossible to be available 100% of the time. That’s why we’re sharing a list of recommendations that we often give to our own clients:

  • Hire an answering service or receptionist to pick up the phone while you’re on the job.
  • Forward calls to your mobile phone.
  • Sign up for one of the many available call-tracking features that notify you by text or e-mail as soon as you’ve missed a call.

You can also record a friendly, professional voice mail greeting to let your prospects know that, even though you’re busy on the job, their business is still a priority for you. Here’s a great example from All Pro Appliance and TV Repair, a stellar local business in Allen, TX:

You can hear the sincerity in the business owner’s voice. Not only does he offer a friendly greeting, but he also sounds like he genuinely wants to speak with the caller. He explains that his technicians answer calls personally and asks the caller to be patient. It’s a great example of how you can convey the importance of any given customer’s call.
Prospective customers are much more likely to wait for your response once they hear how authentic and friendly you are.
No matter which strategies you use, anything that enables you to answer and return more phone calls will be a massive improvement. Don’t let a whopping one-third of your business slip away—do what it takes to make sure that your phone is being answered.

Ring, Ring: It’s Google Calling

If you have a Google+ Local listing, chances are Google is going to call your business—or they already have. That’s because when Google isn’t able to verify information about your business with their own resources, they pick up the phone to confirm that info with the owner. In particular, specific things, such as alterations or updates to your listing, can often trigger a phone verification. So if you’ve recently changed your business’s name or switched phone numbers, be prepared for Google to call.
Sounds easy enough, right? Well, when it’s Google on the other end of the line it’s not exactly that straightforward…

So What’s the Problem?

Well, the issues stem from the fact that the Google representative making the call is based in India. The caller may or may not even mention that he’s connected with Google (from what we’ve heard, he probably won’t) before bombarding you with questions. The unfortunate result is that most business owners receiving these calls assume they’re from telemarketers, and immediately hang up.
Check out this scenario playing out for one Memphis company.
This is unfortunate simply because if you hang up, and Google can’t verify your business’s info on the phone, your listing is in trouble. It will be replaced with the dreaded “We do not support this location” message. And when your Google+ Local listing is down, you are going to miss out on boatloads of customers!
To make sure this doesn’t happen to you, just ask who’s calling before hanging up. The caller should tell you that he or she is calling regarding your Google Maps or Google+ Local listing. He or she should only ask about the info in your listing, such as your business name and location. So if the caller starts asking what you do for online advertising or otherwise questioning you on subjects outside your listing, it’s not Google!

Goodbye, Google Places

Last Wednesday, Google rolled out some major changes: They did away entirely with Google Places, replacing it with the new Google+ Local. If you follow us on Twitter, you’ve already heard, but we thought it would be helpful to go into a little more detail to help folks understand just what this change means for their businesses.

Within two hours of this Google update rolling out, the PG team was hard at work to assess the damage. The next two days were filled with our entire team combing the Internet for information, brainstorming theories, and testing out these hypotheses. Now that we are confident in our understanding of the new Google+ Local, we feel it’s the right time to let you know what’s going on.

What Does All This Mean?

The short and sweet answer is that Google Places and Google+ Business Pages are being merged into a single entity. With last Wednesday’s rollout, they’ve just finished up step one of this process—essentially only visual changes. At this point, only how your information is being displaying to users has changed. No data has been modified, and only minimal functionality enhancements have been rolled out.
A number of our clients have called in wondering if they need to create a Google+ Business Page as a result of this update. We’ll tell you what we’ve been telling all of them: “Nope.” If you do already have a Google+ Business Page, Google will automatically be merging it with your Google Places listing. If not, that’s just fine. You can also sit back and relax. Your Google Places listing will automatically be converted to Google+ Local as well.
In the future, once the complete update has been implemented, your new Google+ Local listing will contain many of the features currently available on the Google+ Business Page, as well as contact info, maps, and reviews like on your old Google Places page. The new features will mainly impact the consumer experience by allowing users to more easily discover, share, and review businesses.

Confused Yet?

With all these names—Google Places, Google+ Business Page, Google+ Local—it’s easy to get confused and not a little bit overwhelmed. Don’t worry, though. You can rest assured that the entire Prospect Genius team is working hard to stay on top of these changes. Even as more updates roll out, we’re here to keep you informed of important news.
Google tends to roll out updates prior to fully testing them, so we expect that there will be bugs and glitches with this process. That’s just how Google operates. If you see your listing vanish or vary in rankings, don’t panic. These next few weeks are certain to be full of temporary challenges as the full update is put into action.
